Customer Service Recovery

When a customer is really angry, he or she can really damage your reputation on the internet. A mention of your lousy service in a forum, and email complaining about you to her friends, who in turn forward the email to their friends. All the damage done to your reputation and you do not know what hit you.

What should you do?

The moment you hear from a customer asking for help, respond immediately.

  1. Contact the person immediately.
  2. Find out what they want, but ask nicely. An abrupt manner makes an angry person even angrier.
  3. If there is a problem that they want you to fix, fix it. If it takes a long time to fix, keep them posted on what is going on.
  4. If you promised a full refund, offer them that refund.
  5. You can also give gift vouchers together with your apology.

Great customer service that can turn an angry customer into a loyal one.

Here's a real life example of my experience with site sell.

I bought Site Build It

I went through the manual and followed the plan day by day. Then it came to using the site build it manager to gauge supply and demand for keywords. The demand side worked but not the supply side.

I emailed the support email given in the site. No reply.

3 days later, 3 emails later, still no reply.

Then I received an email from sitesell asking me what additional features I would like in sitesell. I sent a reply giving him a piece of my mind and logged off.

A few hours later, I logged on to find an email from a real person at sitesell onto my case. Day by day, he helped me trouble shoot. The problem was more complex than expected. Then the tech side concluded that this problem was unique to some users in Singapore. Apparently the free ISPs  have some kind of setting that does not allow site build it manager to function. I received an update on the status of my problems regularly. My questions were answered promptly.

I did not want a full refund as I insisted on using Site Build It. Hey, the money I save if I can use it makes a lot of sense economically. 

So they offered me 50% refund, I email my chosen domain name to them and they'll take care of the rest. I get full functionality of the web building too, mailing tool and everything except the brainstorming tool at half the price. Makes incredible economic sense to me, though I wonder how they make money out of this.

Or if I still insist on using the brainstorming tool, they'll give me another free download for another friend who is using a paid ISP and I could get her to do the brainstorming for me instead. 

I chose the first alternative. The refund was made immediately.

I emailed my chosen domain name. These guys go all the way to help. I used _ in my domain name. He explained that web standard is - but it is my call. I took his advice and appreciate his telling me about it.

This is an example of customer service exceeding expectations. 

By the way, I have started using Site Build It and am extremely pleased with it too. I would recommend it to anyone who intends to start a web business (or who already has one).
